“Managers will continue to ignore the evidence that remote and hybrid working is valued by employees and as productive as office-based working and expand return-to-office mandates. There will also be continued attempts to integrate AI into workflows, which while it won’t result in large-scale unemployment of knowledge workers, will diminish the work they do, at least until managers realise that AI can’t replace humans. AI will also be used to monitor and supervise workers in ways that further disenfranchise people. Hopefully, 2025 will be defined by a clearer understanding of just what AI can and cannot do. The hype has sold it as liberating humans to do what we do best, but in many instances, the reverse has been the reality. It would be nice for the coming year to see a rethink of our approach to AI so that humans are to the fore again.”

“Poor audio can make us seem less credible because when information is hard to process trust falls away. Studies from USC and ANU found that audio quality has a massive impact on trust (or CX outcomes?). When it comes to CX, 46% of customers say they’d be less likely to return after a poor call experience.
So, as AI takes over routine interactions, human engagement will be reserved for critical, complex, and nuanced conversations, where quality is everything! Call quality can be affected by many upstream factors, which is why achieving harmony in these interactions is key. To make this possible, companies will need real-time insights – not just for I.T. but also for the agents speaking directly with customers. My prediction is the next big thing is CX Observability. It will be essential to keep the humans in the loop, engaged, and prepared in 2025″
